Agent CSAT Ratings and Performance Tracking
Overview and Purpose
Delivering fast, high-quality customer service on WhatsApp requires continuous visibility into team workload, resolution speed, and customer satisfaction (CSAT). Wabixo incorporates an integrated, automated CSAT rating and agent performance tracking engine that captures customer feedback directly within WhatsApp conversation threads and aggregates operational metrics across your entire team.
This module empowers workspace administrators, team leads, and quality assurance supervisors to:
- Monitor Real-Time Workload: Track live conversation states, including open discussions, pending customer follow-ups, and resolved threads per agent.
- Identify 24-Hour Window Breaches: Pinpoint expired conversation sessions where customers have fallen outside the 24-hour service window before agents responded.
- Audit CSAT Scores: Measure customer satisfaction on a 1-to-5 star scale across lifetime performance, custom date ranges, and individual day-by-day breakdowns.
- Foster Agent Accountability: Enable agents to view their daily and all-time satisfaction ratings directly from their workspace navigation header.
How CSAT Ratings Work
Customer satisfaction feedback is collected automatically when conversations reach a resolution milestone.
1. The Rating Lifecycle
- Conversation Resolution: When an agent completes a customer inquiry and marks the conversation as Solved (or when an automated workflow resolves an inactive thread), the conversation status is logged.
- Customer Feedback Prompt: An automated interactive prompt is delivered to the customer via WhatsApp asking them to rate their service experience from 1 to 5 stars.
- Instant Attribution: When the customer taps or sends their rating, the system instantly logs the score against:
- The unique conversation thread identifier
- The primary agent assigned to the conversation at the time of resolution
- The exact closing remark or resolution category assigned to the thread
- A precise Unix timestamp and date record
- Weighted Aggregation: The rating immediately factors into the agent's daily average, period average, and all-time lifetime score.
2. Rating Scale Definition
| Star Rating | Qualitative Sentiment | Operational Impact |
|---|---|---|
| 5 Stars | Excellent | Indicates rapid first response, empathetic resolution, and complete customer satisfaction. |
| 4 Stars | Good | Resolution achieved with minor friction or slight delays in response time. |
| 3 Stars | Neutral / Average | Basic issue resolved, but customer felt communication or turnaround could improve. |
| 2 Stars | Unsatisfactory | Significant wait times, inadequate answers, or multiple reassignments. |
| 1 Star | Poor / Escalation | Unresolved problem, communication breakdown, or customer frustration. Suitable for supervisor audit. |
Team Performance Dashboard Metrics
The Team Management console provides a unified tabular view summarizing every team member's real-time presence, workload capacity, and historical productivity.
Key Performance Indicators (KPIs)
1. Live Operational Status
- Online (Green Pulse): The agent is actively logged in, connected to the workspace, and ready to receive routed chats.
- Offline (Muted): The agent has logged out or their session has disconnected.
- Busy Indicator: When enabled, signals that the agent is at maximum active capacity or temporarily away from chat handling.
2. Solved Threads
- Displays the total number of conversations the agent has successfully moved to Solved status within the selected date range.
- Reflects finalized customer inquiries that required human intervention or agent review.
3. Open Chats and Window Expiry
- Open Chats: The number of currently active conversations assigned to the agent that require ongoing communication.
- Open Expired Badge: Conversations where the customer's 24-hour messaging window has lapsed (
window_expires_atpassed) without an agent response. These chats represent critical SLA breaches where standard text messages can no longer be sent without utilizing a pre-approved template message.
4. Pending Chats and Pending Expiry
- Pending Chats: Conversations where the agent has responded and is waiting for customer feedback, verification, or document submission.
- Pending Expired Badge: Conversations in pending status where the 24-hour messaging session expired while waiting for customer re-engagement.
Dual CSAT Perspectives: Lifetime vs. Date Range
To provide both long-term performance records and fair evaluation of recent coaching improvements, the system calculates and displays ratings across two distinct timelines:
1. Lifetime CSAT
- Calculation: Cumulative arithmetic mean of all ratings ever submitted for this agent across the lifespan of the workspace.
- Display: A prominent numeric score (e.g.,
4.8) accompanied by a star rating and the total number of lifetime ratings received (e.g.,Lifetime (342)). - Purpose: Evaluates overall tenure stability, long-term customer rapport, and career benchmarks.
2. Selected Date Range CSAT
- Calculation: Arithmetic mean of ratings submitted exclusively between the chosen start date (00:00:00) and end date (23:59:59).
- Display: The average score and response volume for the filtered window (e.g.,
4.9 (28)). - Purpose: Assesses campaign-specific quality, evaluates results after retraining, and powers weekly or monthly agent performance reviews.
Daily Rating Breakdown and Quality Auditing
Administrators and supervisors can drill down into granular daily performance for any agent to identify trends, sudden drops in satisfaction, or standout customer service days.
Accessing the Breakdown
- Navigate to Team Management from the workspace sidebar.
- Select your desired date range using the calendar filter (defaults to the last 7 days).
- Click directly on any team member's row in the table.
- The Rating Breakdown modal will open instantly, displaying day-by-day records.
Modal Data Columns
| Column | Information Displayed | Operational Value |
|---|---|---|
| Date | The specific calendar day (e.g., 2026-09-28). | Identifies specific shift days or high-volume promotion days. |
| Average Rating | Precise numeric average rounded to one decimal place (e.g., 4.7), rendered with interactive visual stars. | Shows whether daily satisfaction remained consistent throughout the week. |
| Total Ratings | Exact count of customer feedback ratings received on that specific day. | Validates sample size—distinguishes a single 5-star rating from thirty 5-star ratings. |
[!TIP] If a team member receives an unusually low rating on a specific date, cross-reference that day's resolved conversations in Team Inbox using closing remarks and audit logs to understand the root cause.
Individual Agent Self-Monitoring
Wabixo encourages self-improvement by giving agents direct visibility into their own ratings without exposing team-wide confidential metrics.
Header Presence Popover
At all times, team members can view their personal performance summary directly from the top navigation bar:
- Click on your profile avatar in the upper right corner of the dashboard.
- The user profile popover reveals:
- Today's Average Rating: Real-time score for conversations rated since midnight today.
- Today's Rating Volume: Number of ratings submitted by customers today.
- All-Time Average: The agent's permanent career CSAT score.
- All-Time Volume: Total career rating submissions.
- This immediate feedback loop provides daily motivation and instant recognition for positive customer interactions.
Team Health and Capacity Supervision
Beyond customer satisfaction scores, team leads must ensure balanced workloads and prevent customer neglect.
1. Identifying Bottlenecks
- An agent with high open chat counts but low solved numbers may be experiencing complex issues or struggling with multi-chat handling.
- Reviewing pending expired counts helps identify agents who forget to close conversations after customers stop replying.
2. 24-Hour Window Escalations
- When an agent accumulates multiple Open Expired badges, customer inquiries have gone unanswered for over 24 hours.
- Supervisors can reassign these expired conversations to available team members and initiate re-engagement using an approved customer care template.
Role-Based Access Controls (RBAC)
Access to ratings and performance analytics is governed by Wabixo's pure custom role architecture. Workspace administrators can toggle specific granular permissions when defining custom roles:
| Granular Permission Key | Description | Operational Capability |
|---|---|---|
| CanViewTeamAnalytics | View Team Analytics & Health | Grants access to team-wide performance dashboards, date range filtering, and agent rating breakdowns. |
| CanMarkNotBusy | Manage Agent Busy Status | Allows a supervisor to toggle an agent's status between available and busy. |
| CanViewAllChats | Full Inbox Visibility | Enables supervisors to open and inspect conversations linked to low ratings or expired windows. |
| CanViewMyChats | Restricted Personal Inbox | Restricts agents to seeing only their personal chats, ensuring they cannot view other agents' private performance or ratings. |
| IsAdminAccess | Full Workspace Administration | Bypasses individual restrictions with complete managerial access across all operational modules. |
Best Practices for Performance Management
- Review Ratings on a 7-Day Rolling Basis: Daily fluctuations happen due to small sample sizes. Evaluate trends over a rolling 7-day or 30-day window for fair performance assessment.
- Pair Ratings with Resolution Remarks: When training agents, review both their CSAT score and the resolution categories they handle most frequently (e.g., technical support vs. order billing).
- Monitor the Open Expired Ratio: Establish a team SLA where Open Expired chats must never exceed 2% of total open volume.
- Reward Consistent High Performers: Use weekly CSAT leaderboards to recognize agents who maintain a 4.8+ rating with high resolution volume.
Frequently Asked Questions (FAQ)
What happens if a customer rates a conversation multiple times?
The system logs the most recent rating submitted by the customer for that resolution event, preventing score skewing from accidental duplicate taps.
Does an automated bot resolution count toward an agent's score?
No. Automated bot resolutions and system actions carry system attribution and are excluded from human agent CSAT averages.
What if a chat is reopened after being rated?
If a customer replies after a conversation has been marked Solved, the conversation returns to Open status. The initial rating remains recorded in the historical log. If the conversation is subsequently resolved again by the same or a different agent, a new resolution cycle begins.
Why do some agents show "No activity" or "No ratings"?
"No activity" indicates the agent did not solve, open, or maintain pending conversations during the chosen date range. "No ratings" means customers did not submit 1-5 star feedback for that agent's resolved threads during the period.
